Ego-maniac
There will always be customers like that m8 so wouldn't worry about it... the guy obviously thinks that by bullying his way he can get what he wants and i guess he usually does by being like that...
Most people will try it on and see what they can get but some people are just arrogant and don't deserve anything! ce la vie

@ego, i deal with th general public sometimes & i like to use psychology so this is how i would have handled it,
By taking them to a corner (away from other customers) & strongly agreeing with him about the awfull treatment he`s getting & unfairness of it all, he finds it impossible to argue with you cos your agreeing with EVERYTHING,
then tell him that because of the £11,000 at stake he must keep the phone as evidence to get the £11,000 back (very unlikely) he should buy a cheap replacement phone say £70 which would keep him going during the claim (a small price to pay compaired to £11,000) comes through,
So tell him to go home & detail on paper EXACTLY how his son lost the £11,000 or as much of it as possible, then to come back with the evidence where you will pass it to senior management to be handled specially.
Even as he leaves the shop he will regret lying so stupidly.
